We've all lashed out at innocent bystanders (usually our kids?) when we're angry or upset. If we can remember that when a customer is being hostile, the compassion Andrea responded to may be a good tactic sometimes. (I'm not naive to believe it would work all the time....) The truly horrid clients usually gave you plenty of warning signs. If you'd listened to your gut, you'd have avoided the pain. In this case, my gut told me there was something more to the story. He, not you, should have realised he needed help and that his behaviour was not appropriate. You made a rod for your own back and would warn against anybody else doing the same.
